Chatbots: The Secret Weapon for Preventing Online Embarrassment – The Hindu BusinessLine

Navigating Consumer Preferences: Human vs. Chatbot Interaction in Sensitive Online Shopping

Imagine shopping online for a personal item you’d rather keep private. Would you prefer talking to a human or a chatbot?

Recent research suggests that chatbots, when clearly identified and not overly humanised, can help consumers feel less embarrassed during such purchases. A study published in the Journal of Consumer Psychology explores how consumer interactions with chatbots versus human agents are influenced by self-presentation concerns.

Self-presentation concerns refer to the need to control the impressions others have of us, especially in potentially embarrassing situations. The study found that consumers with high self-presentation concerns were more likely to assume an ambiguous chat agent was human, as a psychological buffer to prepare for potential judgment. This aligns with the principles of Error Management Theory, where people make biased inferences under uncertainty to avoid costly errors.

On the other hand, when consumers know they are interacting with a chatbot, they feel less embarrassed because they perceive chatbots as having less “mind” compared to humans. However, the design of the chatbot matters – anthropomorphised chatbots increase feelings of embarrassment, while less human-like chatbots are better suited for sensitive purchases.

These findings have important implications for businesses looking to improve customer experience, especially in sensitive contexts. Clearly identifying chatbots can reduce consumer embarrassment and facilitate interactions that might otherwise be avoided. By balancing clear identification and minimal human traits, companies can create a more comfortable and judgment-free shopping experience for their customers.

So, the next time you’re shopping online for a personal item, consider interacting with a chatbot. It may just make your experience a little less awkward and a lot more comfortable. And who knows – you might even end up leaving your email address for future promotions and updates.
